The Customer Experience Manager will be responsible for ensuring every customer interaction, from support tickets and calls to escalations and self-serve resources, is smooth, efficient, and consistently high-quality.

Own day-to-day support operations across ticketing, phone, and in-app channels; manage queue health, routing, and coverage.

Lead, coach, and schedule the support team; run QA on ticket and call quality with a documented scorecard.

Own the Support SLA & Escalation Matrix, covering first response, resolution, and escalation paths across L1/L2/L3 and third-party processors.

Track and drive core CX metrics, including first-response and resolution SLA attainment, call abandonment, callback compliance, awaiting-customer rate, reopened-ticket rate, and CSAT.

Build and maintain reporting in Zoho Desk/Zoho Analytics; publish a weekly operations review with findings and actions.

Own the knowledge base, both customer-facing and internal, including release-triggered updates and content feeding the AI call agent.

Identify recurring ticket drivers and convert them into product fixes, automations, or self-serve content; work with Engineering and Product to implement solutions.

Ensure complaint handling meets SAMA requirements, including complaint logging, response timelines, and escalation/disclosure obligations.

Manage escalations end-to-end, including card, transaction, and processor-side issues requiring third-party coordination.

Fluent in both Arabic and English, written and spoken.

Saudi nationality.

Desired Skills and Experience

Familiarity with card issuing/processing concepts such as authorisations, declines, chargebacks, and 3DS.

Experience with SAMA consumer-protection or complaint-handling requirements.

Experience deploying AI or automation solutions within a support function.

Application Information

Candidates meeting the above criteria are encouraged to apply for this full-time, onsite position in Riyadh.

Over 100,000 merchants run their businesses on Salla, and every one of them moves through a journey: discovering us, onboarding, publishing a first product, making a first sale, growing or stalling. This role owns that journey end to end, strategy and execution in one person. It is the rare lifecycle seat where you inherit the raw material most lifecycle marketers spend years wishing for: tens of thousands of merchants, rich behavioral data from signup to sale, direct channels into every one of them, and a mandate to build the system your way rather than optimize someone else's. You will own the stages, cohorts, and triggers that define the merchant journey, and the campaigns across email, WhatsApp, push, and in-app that move merchants from one stage to the next. The mandate is clear: turn merchant data into personalized, high-converting journeys that activate, retain, and grow every store on the platform. You will drive impact across three major domains: Lifecycle Strategy and Architecture (stage definitions, segmentation, behavioral triggers, the consolidated journey map) Hands-On Execution and Experimentation (campaigns you build and ship yourself in the tooling, disciplined testing, outcomes tied to activation, retention, and customer lifetime value) AI-Forward Personalization at Scale (AI-assisted content and workflow systems that keep the operation lean)

Responsibilities:

Design and own the full merchant lifecycle: acquisition, onboarding, activation, growth, retention, win-back.

Define segmentation, build cohorts, and set the behavioral triggers that move merchants forward and reduce drop-off.

Build and ship campaigns hands-on across email, WhatsApp, push, and in-app.

Run a rigorous experimentation roadmap: controlled tests, holdout groups, and success metrics tied to activation, retention, and customer lifetime value, not vanity opens and clicks.

Design dynamic, personalized content and connect it across tools and data sources so the right message reaches the right merchant at the right moment.

Scale content and personalization through AI-assisted workflows with low operational dependency.

Keep the whole system consolidated, coherent, and continuously optimized: you own the journey map, not just campaigns.

Report stage-conversion and retention outcomes with a live experimentation backlog behind them.

Desired Candidate Profile

Proven experience owning a customer or merchant lifecycle end to end, strategy and execution, with tangible results you can point to. Deep fluency in lifecycle concepts: segmentation, cohorting, stage design, triggers, retention, churn, customer lifetime value. Hands-on campaign execution in a major lifecycle or customer-relationship platform (Intercom, Braze, or similar), technical enough to own triggers, flows, dynamic content, and API-based data connections without engineering support. A demonstrated experimentation mindset: you test, measure, optimize, and have killed ideas based on data. Experience building dynamic content systems connecting multiple data sources into a single journey. Active AI usage in lifecycle work, with a point of view on where AI adds value and where it doesn't. Experience at or closely with a software-as-a-service company, ideally in the Middle East; genuine empathy for merchants and small businesses. Full working proficiency in Arabic and English: this role writes, reviews, and ships Arabic campaign copy that reads native, not translated.

At any moment, you know what's on track, what's slipping, and what you're doing about it.

The operating cadence. Capacity planning, production planning, prioritisation calls, and unblocking. You run the rituals that keep a multi-subject, multi-grade pipeline moving without weekly firefighting.

The quality bar. Working with Learning Excellence and the Head Teachers to set design standards, review gates, and QA workflows so quality is a repeatable process, not a heroic effort by whoever cares most.

The feedback loop. Exit Ticket, Diagnostic, End-of-Chapter, and Learning Gain data already exist. You make it actually change what gets built next term, in partnership with Data and Learning Excellence.

Cross-functional delivery. Head Teachers, Learning Excellence, Product, Engineering, Data, customer experience and School Ops all touch this pipeline. You're the person who makes those handoffs work.

Scale. Build the templates, trackers, playbooks, and review rituals that let content volume grow without headcount growing in lockstep including our move toward AI-assisted content production.

Desired Candidate Profile

Must have 3 5+ years managing people (5 preferred; 3 acceptable if you're exceptional elsewhere).

Background in tech or education ideally both. Edtech platforms, Saudi tech startups, or learning organisations that ship on a schedule.

Proven delivery in a fast-paced, ambiguous environment.

Decisive, self-driven, comfortable making a call with incomplete information and owning the outcome.

Fluent Arabic and strong professional English.

Based in Riyadh.

Nice to have Certification in instructional design or e-learning

Familiarity with Saudi national assessments Tahsili, Qudrat, Nafes

Experience managing distributed teams, contractors, or freelance production pools

Comfort with data tooling, dashboards, and AI-assisted content workflows

Experience in international or multicultural teams
