Perform hands-on troubleshooting across end-user devices, systems, applications, infrastructure, and connectivity while responding to phone, email, and web-based requests as required. Identify team strengths and development areas and communicate relevant observations to service management during performance and review cycles. Support quality assurance activities by reviewing ticket quality, documentation, escalation practices, and adherence to service management standards. Review and approve escalations to Tier 3 and specialist teams, ensuring tickets contain accurate information, appropriate troubleshooting history, and clear next steps. Collaborate with Tier 3 engineers and subject-matter experts to coordinate complex incident resolution and minimize service disruption. Apply knowledge of client contracts and service commitments to ensure requests and incidents are handled in accordance with agreed obligations. Support incident, request, problem, change, and major incident management processes within the service delivery model. Assist with onboarding and training of new Service Desk team members, helping them understand technical procedures, tools, and service expectations. Continuously identify opportunities to improve service quality, ticket hygiene, escalation processes, and overall operational efficiency.<br><br>Requirements<br><br>Minimum 5 years of experience in IT support, service desk, infrastructure support, or a closely related technical service delivery environment. Experience working within a large-scale service delivery organization is an advantage. Strong experience with the Service Now ITSM platform and practical knowledge of ITIL principles and service management practices. Demonstrated experience across incident, service request, problem, change, and major incident management. Strong technical knowledge of IT infrastructure, desktop support, networking, and enterprise environments. Hands-on experience with Microsoft Windows 10/11, Microsoft Server 2016–2025, Microsoft 365, and Intune. Experience with Entra ID/Azure Active Directory, traditional Active Directory, Citrix Xen App, and virtualization technologies such as VMware, Hyper-V, or Proxmox. Familiarity with Cisco Meraki and email security platforms such as Proofpoint or Mimecast. Ability to provide advanced technical troubleshooting and act as an effective escalation point for Tier 1 and Tier 2 support teams. This full-time position in the Kingdom of Saudi Arabia.</p><p>Responsibilities</p><p>Network Administration:</p><ul><li>Administer, install, configure, troubleshoot, test, and maintain network-related hardware, including HAIPE encryption devices, switches, routers, and transport devices.</li><li>Utilize network monitoring and management tools to proactively identify, troubleshoot, and resolve performance issues.</li><li>Demonstrated experience in overseeing and troubleshooting complex Local Area Networking (LAN) issues.</li><li>Configure, deploy, and manage switch stacking solutions, including Cisco StackWise and StackWise Virtual Link (SVL) technologies</li><li>Implement and troubleshoot Layer 2 network solutions, including VLAN configuration, trunking, spanning-tree protocol (STP), and inter-switch connectivity.</li><li>Configure and manage TACLANE encryptors with the Agile-VLAN feature to enable simultaneous transmission of Layer 2 and High Assurance Internet Protocol Encryptor (HAIPE) traffic, enhancing network flexibility and efficiency.</li><li>Implement and manage 802.1X port-based network access control to ensure secure user authentication and device validation.</li><li>Configure and troubleshoot MAC Authentication Bypass (MAB) for non-802.1X-compliant devices, ensuring seamless network access while maintaining security standards.</li><li>Utilize NetFlow to monitor and analyze network traffic patterns, identify bottlenecks, and detect potential security threats.</li><li>Configure and manage Quality of Service (QoS) policies at the access layer to prioritize critical traffic such as voice, video, and real-time applications.</li></ul><p>Collaboration and Troubleshooting:</p><ul><li>Coordinate with offsite service providers (e.g., WAN, Voice, WANSEC) via Remedy/Service Now ticketing system to resolve issues with DMZs, boundary routers/switches, Cisco CUBE, firewalls, IDS/IPS, VPN concentrators, and encryption devices.</li><li>Work with local base operations teams (e.g., help desk, systems, ISP/OSP) to address outages, ensuring timely restoration per established SLAs.</li><li>Troubleshoot and coordinate VTC (Video Teleconferencing) outages with offsite bridge personnel.</li></ul><p>Performance Optimization and Upgrades:</p><ul><li>Perform performance monitoring, tuning, IOS upgrades, patching, backup and recovery, and problem resolution for network and voice routers/switches.</li><li>Actively participate in the planning and design of infrastructure upgrades or enhancements.</li></ul><p>Voice and Video Systems</p><ul><li>Collaborate with the Voice Engineer to troubleshoot, configure, and maintain voice and video systems, ensuring seamless communication services.</li><li>Assist with the deployment, testing, and optimization of voice and video-related hardware and software as required.</li><li>Provide supplementary support during outages or upgrades to ensure minimal downtime</li></ul><p>Risk Management and Compliance:</p><ul><li>Assist in building, maintaining, and updating Risk Management Framework (RMF) Assessment and Authorization to Operate (ATO) packages for two ARCENT Cyber Security-administered enclaves.</li><li>Ensure compliance with DISA Security Technical Implementation Guides (STIGs), Security Content Automation Protocol (SCAP) scans, and other Security Requirements Guidance.</li></ul><p>Documentation and Reporting:</p><ul><li>Assist in developing and completing system security documentation in accordance with RMF and eMASS workflows.</li><li>Identify and report system risks related to network and voice hardware/software.</li></ul><p>Asset Management:</p><ul><li>Maintain inventory and manage life cycle replacement schedules for network infrastructure.</li></ul></div></section><section><p class="heading">Desired Candidate Profile</p><p class="paragraph"></p><ul><li>4+ years experience in core network services connectivity and integration.</li><li>Must be Security+ and CCNA certified.
